Customer Conversations: How to Open and How to Close 2/15/20, 8:30 - 11:30 a.m. Class #111, Amway Pantlind Ballroom Before you can close a sale, you have to open a conversation. That’s where so many of us fall down. We’re in a hurry; there’s another call wait- ing; someone else demands our attention. We wind up rushing to make the sale and move on to the next customer. Whoa. Your first mission in every conversation with a prospect is to find out if you can help them, tell them how, and let them know why your shop is the right one for them. When you do that, the close takes care of itself. Discover how to pick up on customers’ cues so you know how to connect with them; how to control the conversation and get the information you need; finally, how to be persuasive without being pushy or sleazy. This session is designed for shop owners, service consultants, and technicians who interact with customers and parts store employees. Presented By: Catherine Johns Speaker: Catherine Johns and Mark Hambaum

How to Handle Challenging

Conversations 2/15/20, 1:30 - 4:30 p.m. Class #211, Amway Pantlind Ballroom

This is where we roll up our sleeves and get down to work. This session goes deeper into communi- cation styles. How do customers (or colleagues!) react when they’re stressed or angry? How can you best respond to them? What we’ll cover: • A customer comes back dissatisfied. How do you deal with it? • A skeptical customer had a bad experience elsewhere and seems to be taking it out on you! How do you reassure them? • You’ve agreed to do specific work on a vehicle, but it turns out other things need attention. How do you position that so it’s not seen as up-selling something they don’t need?

Simply doing the job right isn’t enough anymore - that’s what you’re paid to do. What will elevate you above your compe- tition is outstanding customer service, further strengthening your relationship with your cus- tomers. This will lead them to refer your shop to their friends and family, write positive reviews, and come back to your shop again and again. BONUS: Attendees of this seminar will also receive a copy of Ron’s book, “Whatever Happened To Outstanding Customer Service.” Presented By: Repair Shop Coach Speaker: Ron Ipach

The average service advisor - in your custom- ers' minds - misleads, lies, and routinely does not meet their expectations. This is not done through malice but because it's what the auto industry has taught and encouraged advisors to do. The industry gives advisors training and processes that do not work, thereby moving them further and further away from their goals of being successful. This can quickly and easily be turned around with time tested and customer techniques. After visiting and working on over 3,500 service drives, Jeff has developed a very simple process that will not only get you above 80% customer retention within 12 months, but will also maximize your sales and deliver the highest survey scores possible. Jeff will identify how today’s customers think, what they respond to, and how to make them believe that your business is the best option for all of their service needs. Jeff will provide a list of the top three mistakes that business owners and managers are currently making, and how it keeps them from reaching the highest levels of success. Attendees will learn of problems they face when working towards desireable results, and how they are a top-down concern - not the other way around. Presented By: Pro-Talk Speaker: Jeff Cowan

Diagnosing Vehicle Networks and Data Lines 2/15/20, 8:30 - 11:30 a.m. Class #123, DeVos River Overlook G CAN, CCD, PCI, Class 2, SCP, UART Data Line Networks, and more! This class is about prac- tical analysis, not serial data theory. When a MIL is lit, the scanner is normally the first tool to choose to ID DTC’s and data stream. When the scanner does not communicate or if series net- work codes are set, it can often leave a tech with no direction. This class is designed to help the technician attack a no communication problem with confidence, by learning how on-board com- puters are tied together with multiplex networks. 1996-2011 Networks covered in this class will include: CCD, PCI, Class 2, SCP, CAN, UART, and more! CAN (Controller Area Networks) is the latest of communications network, which was phased into all cars by 2008. This class will cover the 2-minute diagnostic test, which will quickly put you on the right path to diagnosing these systems. This class is also a great prep for the ASE L1 exam, as the L1 exam also includes CAN Learn how to use modern electronic test equipment to diagnose mechanical engine failures with minimal or no engine tear down. Current probes and pressure transducers coupled with a digital storage oscilloscope can be extremely valuable if the captures can be obtained and analyzed correctly. Use these tech- niques to make accurate and efficient diagnosis. Presented By: The Driveability Guys Speaker: Scott Shotton

Mode $06 Data and Drive Cycle Diagnostics 2/15/20, 1:30 - 4:30 p.m. Class #221, DeVos Gallery Overlook E Prerequisites: Proficiency with the scan tool and an understanding of OBD-II and vehicle ignition systems Mode $06 data is some of the most misunder- stood and underused scan tool data available on today’s vehicles. This course will help you understand and in- terpret Mode $06 data in order to use it to its full advantage. Mode $06 diagnostic skills also allows technicians the opportunity to identify marginally performing components and advise the vehicle owner of future potential problems. Combined with drive cycle diagnostics, Mode $06 diagnostic skills can be viewed as an “insur- ance policy” against unnecessary comebacks. Presented By: Delphi Speaker: Mark DeKoster Modern vehicles often have multiple communi- cation networks on board. These networks can fail in a number of different ways causing myriad customer complaints or issues. A single module, multiple modules or an entire network can be affected. This class will offer a logical process for approaching communication failures that is applicable to almost any car that may roll in the door. Strategy Based Diagnostics 2/15/20, 8:30 - 11:30 a.m. Class #126, DeVos Grand Gallery B

The cars we repair and the systems they contain have changed drastically through the years. Is there really a “one size fits all” strategy we can use to diagnose codes and symptoms? We think there is. The goal of this class is to improve the aftermarket technician’s ability to successfully di- agnose a variety of vehicle faults. In this class, we will introduce strategies for diagnostic workflow. Then, we will follow working technicians across the US as they apply their techniques to diagnose vehicles and put their strategies to work. What we’ll cover: • Understand differential diagnosis • Learn improved methods to identify fuel control and misfire faults • Diagnose cam/crank correlation faults

• Diagnose communication faults • Diagnose engine mechanical faults • Learn a process for electrical diagnosis Presented By: SMP Speaker: Doug Montgomery

DRIVEABILITY Using Current Probes to Diagnose Driveability Dilemmas 2/15/20, 8:30 - 11:30 a.m. Class #133, DeVos River Overlook C Inductive current probes have been around for years. Current probes use induction and “clamp” around a wire which gives us a non-intrusive method of viewing current flow in a circuit. These tools aren’t just for checking, starting, and charging systems anymore. Coupling these tools with the modern DSO, or lab scope, makes them incredibly powerful diagnostic instruments! Cur- rent probes can be used for checking engine me- chanical integrity, ignition and injection system operation, active wheel speed sensors, shorted engine sensors, parasitic draws and even for net- work diagnostics. Current probe tooling options and techniques will be discussed. Case studies will support some interesting approaches. The only limit for this affordable and often underap- preciated tool is one's imagination and creativity. Presented By: The Driveability Guys Speaker: Eric Ziegler Analyzing Fuel Trims and Essential Scan Data for Driveability Diagnosis 2/15/20, 1:30 - 4:30 p.m. Class #233, DeVos River Overlook C Despite being an essential scan data PID, fuel trims are often overlooked. They are the PCM’s “if/then” correction to engine issues or PCM inputs. They provide a unique window to the PCM’s response to issues like hesitation, misfire, low power, poor fuel economy, etc. Calculations can be made to determine the engine's ability to breathe when performing a strategic test drive and analyzing other scan PID's. This class will cover testing methods to help techs better understand how to quickly and logically determine the source of a driveability issue. ELECTRICAL Modern Ignition 2/15/20, 8:30 - 11:30 a.m. Class #129, DeVos Grand Gallery E

Diesel Driveability for Gas Guys! 2/15/20, 1:30 - 4:30 p.m. Class #223, DeVos Gallery Overlook G This course is designed for the driveability technician who hasn't had much experience with diesels. Many “gas guys” have fixed computer- ized engine controls on gas cars and trucks for a long time (and are good at it) without the need to bother with diesels. Diesel guys, on the other hand, are those who fix diesel vehicles all the time. The problem is the light-duty truck mar- ket is saturated with computerized diesels, and they no longer can be side-stepped without a decrease in business. This course is designed to help techs service diesels with confidence. With that being said, it is not a new tech class. It is de- signed for experienced techs who don't work on diesels. This course will cover operation, testing, and common problems on Ford Powerstrokes, GM Duramax, Dodge Cummins, and Sprinter systems. Presented By: ATEC Training Speaker: Dave Scaler Asian Import Driveability Solutions 2/15/20, 1:30 - 4:30 p.m. Class #227, DeVos Grand Gallery C These popular vehicles bring unique system controls and diagnostics to the table. However, misfires, codes, and other symptoms must be diagnosed. We will explore a variety of these systems and apply tried-and-true diagnostic techniques to solving real-world problems using a variety of case studies. The goal of this class is to prepare the aftermarket technician to diagnose a variety of faults on Asian import vehicles. This will improve workflow and accuracy. During the class, we will demonstrate diagnostic procedures using basic tools that will enable the technician to diagnose these faults quickly and accurately.

This class is designed to enhance the profes- sional level technician’s knowledge of modern ignition system diagnostics. P0300 misfire DTC diagnostic strategies are covered, using modern scan tools and ignition system test equipment. This class reviews digital storage oscilloscope (DSOs) patterns captured using current probes, inductive wands, and voltage tests leads to validate modern ignition system components. This ranges from crankshaft and camshaft position sensors to today’s COP (Coil on Plug) assemblies. Misfire information obtained from the scan tool is explained and reviewed through case studies. PCM (Powertrain Control Module) operational strategies are defined pertaining to OBD II Misfire Monitoring standards. Presented By: DR1V Speaker: Dave Cerveny Passive entry and start systems using a “smart key” have been available on select vehicles for many years now. These systems are typically very reliable; however, technicians will need to under- stand how they work to diagnose them when they fail and a vehicle will not start. Technicians will learn to differentiate between a smart key system fault and a module-controlled starter fault. Tech- nicians will learn the core components involved with all push button start systems, as well as the OE specific components and their operation on four different vehicles.
